Handling customer service and complaints in online retail with confidence

In short: Fast, friendly and honest answers, clear procedures for defects, returns and refunds and clean documentation often turn complaints into loyal customers.

In more detail: In online retail customer service decides ratings, repeat purchases and legal disputes. Important: know the statutory rights (withdrawal, warranty), stay calm and claim nothing untrue.

In Depth

Attitude and speed

  • Promise a realistic response time and keep it (goal: within one working day; auto-reply with a time frame).
  • Empathy first (“That annoys me too”), then solution; no blaming.
  • One contact person/ticket number, all agreements in writing (email, platform messages).
  • Short, clear sentences, templates as a frame, but personalise.
  • In case of insults: stay factual, set boundaries, do not post anything public in a dispute.

Typical cases

  • Goods damaged/wrong/defective: request photo, replacement, repair or refund; clarify shipping damage with the carrier (keep proof).
  • Withdrawal (distance selling, 14 days): return/refund per the rules; know exceptions (e.g. sealed media/hygiene, custom-made).
  • Warranty for defects: subsequent performance (repair/replacement), then reduction/withdrawal; in the first 12 months it is presumed that the defect existed at handover (reversal of the burden of proof in favour of the consumer, § 477 BGB).
  • Customer says ‘not arrived’: tracking, trace request, risk with the seller in shipment sales to consumers.
  • Price errors: contesting is narrowly limited; better prevent errors by process.
  • Used goods/private sale: warranty exclusion only for private sale, not for commercial sale to consumers (see private vs. commercial selling).

Documentation and goodwill

  • Ticket/spreadsheet system with date, case, solution, cost.
  • Save photos, serial numbers, tracking numbers.
  • Goodwill (voluntary, e.g. partial refund, voucher) is allowed, no admission if you word it so (“as a goodwill gesture, without acknowledging a legal obligation”).
  • Calculate costs: return rate, packaging, time; recognise patterns (always the same product?) and improve description/quality.
  • Privacy: use customer data only for the case, delete after the period.

Reviews and escalation

Answer negative reviews factually, briefly and solution-oriented; never pressure, offer rewards for good reviews or buy reviews (unfair, see fake reviews). In disputes: consumer arbitration (mind information duties), understand payment service buyer protection (PayPal), report suspected fraud. For large sums or uncertainty legal advice/consumer centre/trade association. This page is not legal advice.
